AI chatbots and live chat can both improve retail customer service, but they are best used for different types of conversations. Automation is strongest for repetitive questions and routing. Human chat is stronger when the issue is unusual, sensitive or commercially important.
Good chatbot use cases
- Order-status and delivery questions
- Store opening hours and location information
- Basic product and availability questions
- Returns and support triage
- Capturing context before human escalation
When live chat is better
Use human support for complex product suitability questions, complaints, exceptions, high-value purchases and cases where judgement or reassurance matters.
Use a hybrid model deliberately
Make escalation obvious, pass conversation context to the agent and define what data the chat system can access or retain. Measure resolution, repeat contact, customer satisfaction and commercial outcomes rather than chatbot volume alone.
