Financial-services chat should be designed around what the channel is allowed to do. Routine information can often be automated; advice, suitability, complex eligibility or consequential decisions should move to the appropriate human process.
Use a chatbot for approved routine information
A chatbot can route enquiries, answer approved FAQs, explain process steps, collect basic contact information and help with appointment logistics. It should not invent rates, guarantees, product terms or personalised financial recommendations.
Use live chat when context matters
Human chat is better when the customer’s circumstances, complaint, vulnerability or question requires judgement and a controlled response.
Design escalation and data controls first
Define approved knowledge sources, access, retention, escalation and what information should never be collected in ordinary chat. Measure resolution quality, appropriate handoff and qualified enquiries rather than claiming generic chatbot conversion gains.
